How to choose a customer support analytics tool
Most support analytics is a reporting layer bundled into a helpdesk, not a standalone product — decide whether you need that, staffing analytics, or QA scoring.
Most of what gets called "customer support analytics" is not a standalone analytics product at all — it is the reporting layer built into a helpdesk, and you cannot buy it separately from the helpdesk itself. That changes how you should shop: the analytics quality of Zendesk Explore or Freshworks Analytics matters, but it is inseparable from the decision of which helpdesk to run. A smaller set of tools — workforce-management and QA products — genuinely sit alongside any helpdesk you already use. Sorting the seven tools in this category into those two groups is the first and most useful step.
Bundled reporting versus an independent layer
Zendesk Explore, Freshworks Analytics, Intercom and Gorgias all ship their reporting as part of buying the underlying support platform (Zendesk, Freshdesk, Intercom, Gorgias respectively). None can be purchased on its own by a team using a different helpdesk. If you already run one of these platforms, its native analytics usually covers day-to-day ticket, agent and CSAT reporting well enough that a separate BI tool is unnecessary for that layer — the question becomes whether the deeper features (custom real-time dashboards, AI-generated insights) are gated to a tier above the one you are on.
Assembled and NICE Playvox are different: they are workforce-management and quality-management products that connect to whichever helpdesk you already run (Zendesk, Intercom, Freshdesk, Salesforce Service Cloud and others), adding staffing and QA analytics your ticketing tool does not provide natively. Zendesk QA (formerly the standalone product Klaus) is a middle case: it is sold as an add-on specifically to a Zendesk subscription rather than a fully independent purchase, but it addresses a QA need Zendesk Explore itself does not cover.
What question the analytics actually answers
Ticket-and-agent reporting (Explore, Freshworks Analytics, Intercom's native reports) answers "how is support performing on volume, response time and CSAT." Workforce-management analytics (Assembled, NICE Playvox) answers a different question: "do we have the right staffing, and are agents adhering to their schedules" — forecasting accuracy, shrinkage, adherence. QA products (Zendesk QA, and the QA component inside Playvox) answer a third question: "was this specific interaction handled well," scored against a rubric across every conversation rather than a manual sample. A team that only has ticket-volume reporting and assumes it also has staffing or QA coverage is missing two of the three questions this category can answer.
AI agents changed what "support analytics" measures
Every vendor here has added an AI agent for automated resolution, and that has added a new reporting dimension: resolution and handoff rates between the bot and human agents. Intercom's Fin AI Agent, Gorgias's AI Agent, and the AI-agent tracking inside Assembled and Zendesk QA all report on this now. If AI resolution is or will be a meaningful share of your volume, confirm the analytics actually separates bot-only conversations from human-assisted ones — a blended average-handle-time or CSAT figure across both can hide whether the bot is helping or just deflecting to a worse outcome.
How pricing is structured, and what that implies
Per-agent-seat pricing (Freshworks Analytics, Intercom, Assembled, and the entry tier of Zendesk Explore) is straightforward to project but rewards keeping headcount lean. Gorgias is the outlier, pricing its core Helpdesk by monthly ticket volume rather than per agent, with its AI Agent billed separately per resolved conversation — a structure that suits ecommerce brands with volume swings better than a fixed per-seat model. Wherever an AI agent is involved, expect it billed separately and usage-based (Intercom's Fin, for instance, is billed per resolved outcome regardless of which base plan you are on) — build that into a total-cost estimate rather than treating the seat price as the whole bill.

- Ecommerce brand wanting support reporting tied to order and revenue data, priced by ticket volume instead of seats: Gorgias.
- Support operations team needing staffing, forecasting and adherence analytics alongside whatever helpdesk reporting already exists: Assembled.
- Support leader needing systematic QA coverage across every ticket rather than manual spot-checks, on top of Zendesk: Zendesk QA.
- Mid-size to large contact centre needing combined QA and workforce-management analytics: NICE Playvox.
Questions to ask vendors
- Is this analytics sold on its own, or does it require buying (or already owning) a specific underlying helpdesk?
- Which reporting features are included at our tier, and which require an upgrade or a separate add-on?
- Does the reporting separate AI-agent-only conversations from human-assisted ones, or does it blend the two into one average?
- Is pricing per agent seat, per ticket volume, or per resolved AI conversation — and how does the total change if AI resolution grows as a share of volume?
- For a QA or workforce-management add-on, exactly which helpdesk and telephony platforms does it connect to today?
Common mistakes
- Assuming a helpdesk's built-in reporting covers staffing or QA, when those are genuinely separate products in this category.
- Comparing a per-seat helpdesk to a per-ticket-volume one (like Gorgias) on sticker price alone without modeling your own volume.
- Letting a blended CSAT or resolution metric hide how the AI agent is actually performing versus human agents.
- Signing a QA or WFM add-on without confirming it connects to the specific helpdesk and telephony stack you run.
